The leader will partner closely with Product, Sales, Marketplace, Marketing, and operational teams to drive retention, expansion, scalable service excellence, and a differentiated HCM customer experience.

Essential Duties and Responsibilities

Customer Experience & Service Delivery
  • Define and lead an exceptional end-to-end customer experience for HCM service providers, from onboarding and implementation through ongoing support, training, professional services, and customer success.
  • Build and scale an onshore/offshore support model that improves response quality, resolution speed, service consistency, and cost efficiency.
  • Oversee implementation, professional services, statements of work, and training programs that accelerate customer onboarding, adoption, and long-term value realization.
  • Establish clear service expectations, customer communication standards, and escalation practices that create a consistent and high-confidence customer experience.

Operational Performance & Scalability
  • Establish KPIs, operating metrics, and service standards that set a high bar for customer experience, support quality, implementation effectiveness, team productivity, and business performance.
  • Continuously evaluate service delivery performance and identify opportunities to improve scalability, efficiency, consistency, and accountability across the HCM service model.
  • Create an operating cadence that gives leaders clear visibility into performance, customer trends, risks, capacity, and areas requiring crossfunctional action.
  • Use data and customer insights to prioritize process improvements, automation opportunities, resource planning, and service model enhancements.

Customer Success & Growth
  • Build and oversee a customer success model that drives adoption, retention, expansion, satisfaction, and measurable business outcomes for the HCM segment.
  • Partner cross-functionally to support HCM growth, net revenue retention, upsell opportunities, and long-term customer value.
  • Identify customer health trends, adoption barriers, and expansion opportunities, then translate those insights into actionable strategies for account teams and service leaders.

Product, Marketplace & Integrations
  • Serve as a consistent voice of the customer for the Product organization, helping shape roadmap priorities based on customer needs, service delivery trends, and market opportunities.
  • Translate customer and operational insights into recommendations that improve product functionality, usability, adoption, and customer outcomes.
  • Collaborate with the Marketplace team to identify, prioritize, and support partners that are purpose-built for HCM customers and aligned with segment growth goals.
  • Partner with existing teams to strengthen integrations with add-on products such as ClientSpace, talent management solutions, and other acquired or partner technologies.

Go-to-Market & Sales Partnership
  • Serve as a key stakeholder in go-to-market strategy, including pricing, packaging, positioning, sales enablement, and readiness for new or expanded HCM offerings.
  • Collaborate with Product Marketing and Product teams on platform messaging, competitive positioning, and gap identification to help PrismHR win more HCM business at scale.
  • Partner with Sales throughout the sales process to support prospect conversations, validate service expectations, and ensure the organization can deliver on commitments made to customers.
  • Ensure customer-facing commitments are aligned to operational capacity, implementation readiness, and the long-term service model.

People Leadership
  • Lead, coach, and develop high-performing teams across support, implementation, training, professional services, and customer success functions.
  • Build leadership capacity, define clear ownership, and create scalable team structures that support business growth and consistent customer outcomes.
  • Drive accountability through performance management, workforce planning, talent development, and regular operating reviews.
  • Foster a customer-first, collaborative, and continuous-improvement culture across distributed teams.
  • Regular, on-site attendance is an essential job function due to the need for secure access to systems, collaboration on sensitive technical matters, participation in operational meetings, and hands-on involvement in activities.
  • Some domestic travel may be required to attend team onsite meetings, or industry conferences, such as PrismLive. This may include air travel, ground transportation (including cars, taxis, or rideshare services), and in some cases potential public transportation.
  • Build, maintain, and promote relationships with team members, peers across disciplines, and all other company team members, ensuring effective coordination of communications and services affecting clients.
  • Help coordinate coverage during team absences or high-volume periods by adjusting meeting schedules or redistributing case assignments.
  • Complete projects and other duties as assigned by supervisor.
